    Description

    The Incident, Problem, and Queue Manager is responsible for owning incident, request, and problem resolution, working across departments to identify root cause, record and resolve problems, and manage tickets and queues effectively. This role focuses on preventing serious incidents and enhancing service operations. Building relationships with teams is crucial, fostering transparency without a blame culture. Expect on-call duties during extended service hours and expertise in ITIL v3/v4.

    Duties:

    • Manage major incidents from identification to resolution and closure
    • Drive root cause analysis and produce PIR/RCA documentation within SLAs
    • Communicate major incidents professionally to internal & external customers
    • Ensure adequate workarounds and permanent fixes for the business
    • Set standard policies for efficient ticket queue management
    • Perform trend analysis of ticket volumes and performance
    • Advise leadership on ticket management performance
    • Coordinate teams for effective incident resolution
    • Escalate within the support organization as needed
    • Manage escalated incidents and coordinate required plans
    • Track and manage Problem Records, providing updates to stakeholders
    • Drive continuous service improvement and incident avoidance
    Requirements:
    • Bachelor's degree in information technology or related field
    • Minimum five years' experience in IT service management
    • Strong knowledge of IT service management software including ServiceNow
    • Strong knowledge of IT service management practices such as ITIL
    • Root Cause Analysis (RCA) methodology knowledge
    • Excellent communication, managerial, problem-solving, and time management skills
